Provider chat adoption increased from 3.2% in 2023 to approximately 24% in 2025, supported by AI-powered bots that handle common inquiries such as claims status, eligibility, authorizations, and plan details. Digital containment more than doubled year over year, reaching over 20%, representing millions of automated interactions resolved without advocate involvement.

PSO integrated voice, chat, portal, bots, APIs, and back-office workflows through a one-stop desktop, ensuring advocates retain full context regardless of channel. The Multi-Skilled Advocate Model further strengthened omnichannel continuity by enabling advocates to support both call and chat interactions, reducing transfers and improving first-contact resolution.
